Where a human must stay in control
Frustrated users, security incidents, and judgment calls are cases AI should hand to a person, not handle alone.
AI is fast and tireless, and that is exactly why it is dangerous in the wrong ticket. Some cases need a human in the seat, and knowing which ones protects both your users and your team.
Frustrated or distressed users. When someone is angry, worried, or has been let down twice already, a canned draft makes it worse. A person needs to read the tone and respond with judgment. AI can still summarize the history, but the reply is human.
Security incidents. A suspected phishing hit, a compromised account, a possible data breach: these follow a strict process and carry legal weight. Do not let an automated agent improvise here. Route to the security process immediately.
Judgment calls. Approving an exception, deciding whether to wipe a lost device, weighing a policy against a real person in a hard spot: these need accountability that a model cannot hold.
The rule of thumb: if getting it wrong is expensive, irreversible, or emotional, a person decides. AI can gather context and draft options, but the choice and the send button stay with a human.
Example prompt for a borderline case:
Summarize this ticket and list what a human agent should verify before responding. Do not write a reply.
On data: for security cases, follow your incident process rather than pasting details into a general AI tool.
List three ticket types on your desk where AI should never send the final response. Write one line on why for each.
